Treat contacts as data

Every support contact is a user telling you something did not work well enough to complete alone. Aggregated, that is the most direct product feedback available and it arrives free.

Most organisations measure support by response time and satisfaction, which describe how well the team handles volume rather than why the volume exists.

Categorise by cause

Tagging by product area tells you where contacts come from. Tagging by cause tells you what to fix: unclear wording, a missing capability, a genuine defect, an unrecoverable error, a process that requires help by design.

Cause categories are what produce a fix list. Area categories mostly produce a heat map.

Fix the top three

Support volume is heavily concentrated. A small number of causes usually account for a large share of contacts, and addressing three of them can materially change the load.

This requires the fixes to be prioritised against product work rather than raised as suggestions, which is an organisational decision more than a technical one.

Confusion is a defect

When many users ask the same question, the interface failed to explain itself. Answering it faster is treating the symptom; more training material usually is too.

Change the wording, the ordering, or the default, and the question stops being asked. That is a permanent fix rather than a recurring cost.

Deflect honestly

Making contact harder reduces recorded volume without reducing the underlying problem. The user still has it; you have simply stopped hearing about it, and lost the signal.

Legitimate deflection means the user succeeds without help — clearer flows, better errors, self-service for the things people genuinely need to do themselves.

Close the loop with the team

Support agents know exactly what is wrong with the product and are rarely asked systematically. A short regular session where they name the three most frustrating recurring issues is unusually high-value.

Tell them what was fixed. Teams that report problems into silence stop reporting them.
